Zendesk AI agents that finish the task, not just suggest an article
We design, build and tune Zendesk AI agents grounded in your help center, your order data and your systems, with a clean handoff to a person when it matters.
The problem: an AI agent that is switched on but not designed
Most Zendesk accounts can turn on AI agents in an afternoon. The hard part is what happens next. The agent answers from whatever it can read, including internal articles that were never meant for customers. It suggests an article when the customer needed to make a payment or check an order. It escalates to a person without the conversation attached, so the customer repeats everything. Support leaders then see a low resolution rate and conclude that AI does not work for their business.
In our experience the agent was never the problem. The design was missing. A working Zendesk AI agent needs a short list of use cases chosen from real ticket data, a decision about procedures versus article answers for each one, a scoped set of knowledge sources, API actions where the answer lives in another system, and an escalation path that carries context into the ticket.
How we approach a Zendesk AI agents implementation
Discovery from your tickets, not from a feature list
We start with your ticket history and your help center. From that we pick the use cases the agent should own end to end, usually between three and ten to begin with. For a payments company the list looked like making a payment, setting up autopay and updating a card. For a consumer products maker it was order status, product guides and warranty questions. Each use case gets a written definition of what done looks like.
Procedures where the customer has a task to finish
Zendesk AI agents can answer from articles or walk a customer through steps. We choose procedures when the customer needs to finish something, and article grounding when they need to understand something. Guided procedures were the right call for a patient payments team because patients needed to complete a task, not read about it. A software company with a well-kept help center was better served by grounding the agent in articles refreshed daily.
Knowledge sources scoped on purpose
We connect the help center, a web crawl of your site and uploaded files as knowledge sources, and we design the scoping so the agent can only read content that is already public. Where a help center mixes internal and customer articles, we add filters on labels and URL rules. We also script an export of help center articles to speed up the knowledge audit before launch.
API actions for answers that live elsewhere
When the answer sits in Oracle NetSuite, Stripe, Salesforce or your own application, we build the API connection the agent calls. For order status that means accepting an order or PO number in any common format, requiring the customer to confirm details that match the order before anything is shown, and replying only from the fields the source system returns. Some builds have connected five external APIs behind a single agent.
Escalation with the conversation attached
A person should never ask the customer to start over. We build the escalation so the transcript and, where the customer is signed in, their authenticated identity land on the Zendesk ticket. For a messaging channel inside a mobile app or website, that can mean Zendesk messaging JWT authentication, designed so your engineers spend a few hours rather than weeks.
Persona, testing and hypercare
We write the persona, tone and language guidance, including AI disclosure and the handoff wording. Everything is tested in a Zendesk sandbox or in our own Zendesk environment so live ticketing is not interrupted. After go-live we review live conversations to find where answers need tuning and stay on for a hypercare period.
What to check in your own Zendesk before you start
- Which ten ticket subjects make up the bulk of your repeat volume, and whether each one needs an answer or an action.
- Whether your help center contains internal-only articles that a crawler could read.
- Where order, account or subscription data lives, and whether it has an API the agent can call.
- Whether customers in your widget or app are authenticated, or arrive anonymous.
- How you will measure the agent: a separate satisfaction rating for bot-resolved chats, and tagging so you can report on resolution rate.
What clients have seen
Resolution rates depend on the use cases chosen. Projects we have delivered range from an expected 20 to 30 percent of routine questions on narrow scopes up to about 85 percent of monthly conversations where the agent owns a complete task such as patient payments. We set a realistic target with you before we build and report against it.
Buy Zendesk through ShadowRock
ShadowRock is an authorized Zendesk reseller as well as a Zendesk Premier Implementation Partner. You can buy Zendesk Suite and the AI agents you need from us and put licensing and implementation in one contract, with one point of contact for both. If you already have Zendesk, we work with your existing account and your Zendesk account team. Verify our Zendesk partner status on the Zendesk Marketplace.
A focused scope of three to five use cases typically goes from discovery to a live pilot in a few weeks. Builds with several API integrations and a mobile app channel have taken around five months from proof of concept to live conversation review.
Usually not for the agent itself. If the agent needs to call your own application or authenticate customers in your app, we keep the ask of your engineers small, often a walkthrough plus a code snippet or two.
Yes. We have configured agents that answer in English, French and Spanish with separate dialogues for each topic, and routed payment and hardware problems to people.
We can connect it rather than replace it. We have carried chatbot history from a third-party bot into Zendesk SMS tickets so agents do not re-ask what the bot already collected.
Zendesk AI agents capabilities are included in current Suite and Support plans. We confirm the plan and any add-ons during scoping, and as a reseller we can quote them.
